Context

Aurora Assicurazioni provides internal technical support to business-critical functions such as claims, policy administration, and the commercial back office; any slowdown has an immediate impact on day-to-day operations. Requests all funnel into a shared Help Desk queue and show up as locked accounts, unavailable workstations, or denied access to internal applications. After recurring events — month-end policy close or the launch of a sales campaign, for example — ticket volume quickly climbs well above normal, and it becomes essential to quickly separate high-impact requests from the ones that can wait. Take on the role of the Technical Support Operations Coordinator and run a one-on-one conversation with Marco Rinaldi, a Help Desk Technician who is losing control of the queue during a spike in requests. The goal is to help Marco regain visibility into the queue during the spike, piecing together with him what's actually going on and bringing the conversation back to observable, operational facts. Keep the conversation short, concrete, and fact-focused, with you serving as Marco's operational point of reference. - Talk directly with Marco Rinaldi and listen to how he describes the situation.

  • Help Marco put into his own words the criteria he's using to prioritize requests.
  • Work through those criteria with Marco on the cases mentioned in the chat to decide what to handle right away and what to push back.
  • Agree on a simple way to phrase a status update covering the state of the request, who owns it, and the next step.
  • End the conversation with Marco able to explain the method you agreed on and how to apply it again on his own.
